고령 소비자의 셀프서비스 키오스크 이용에서 휴먼터치 전략의 효과 : 디지털 스트레스를 중심으로
The Effects of Human Touch Strategies on Older Consumers’ Self-Service Kiosk Use : A Digital Stress Perspective
This study examines how human touch strategies operate through different digital stress pathways depending on older consumers’ levels of digital literacy in self-service kiosk contexts. As digital transformation and contactless services continue to expand, self-service kiosks have become commonplace; however, older consumers frequently experience heightened digital stress and usage barriers in such environments. Building on this context, the present study conceptualizes digital stress as a multidimensional construct comprising psychological stress and outcome stress, and proposes that the effectiveness of human touch strategies is structurally differentiated by digital literacy levels. An online experimental survey was conducted with 165 consumers aged 55 and older, using stimuli that manipulated the role of frontline employees as either problem-solving-oriented human touch or empathy-based human touch. The results reveal that, among older consumers with lower digital literacy, problem-solving-oriented human touch reduces outcome stress, thereby increasing kiosk use intention and service use intention. In contrast, among those with higher digital literacy, empathy-based human touch alleviates psychological stress, which in turn enhances use intention. These findings demonstrate that older consumers’ digital service experiences are shaped by distinct stress mechanisms depending on their digital literacy, and that human touch strategies should be designed in a differentiated manner rather than applied uniformly. This study contributes to the literature on self-service technologies by elucidating the multidimensional nature of digital stress and offers practical implications for inclusive, human-centered service design in digital and AI-driven environments.

본 연구는 고령 소비자의 셀프서비스 키오스크 이용 맥락에서 디지털 리터러시 수준에 따라 휴먼터치 전략이 어떻게 상이한 디지털 스트레스 경로를 통해 작동하는지를 실증적으로 검증하는 것을 목적으로 한다. 최근 디지털 전환과 비대면 서비스 확산으로 키오스크 이용이 일상화되고 있으나, 고령 소비자는 이러한 환경에서 높은 디지털 스트레스와 이용 부담을 경험하는 것으로 지적되어 왔다. 본 연구는 디 지털 스트레스를 단일 개념이 아닌 심리적 스트레스와 결과 스트레스로 구분하고, 디지털 리터러시 수준에 따라 휴먼터치 전략의 효과가 구조적으로 분화될 가능성에 주목하였다. 이를 위해 만 55세 이상 고령 소비자 165명을 대상으로 온라인 실험 설문을 실시하였으며, 전담 직원의 역할을 문제해결 중심 휴먼터치와 감정공감 중심 휴먼터치로 조작한 자극물을 제시하였다. 분석 결과, 저(低) 디지털 리터러시 집단에서는 문제해결 중심 휴먼터치 전략이 결과 스트레스를 완화함으로써 키오스크 이용의도와 서비스 이용의도에 긍정적인 영향을 미친 반면, 고(高) 디지털 리터러시 집단에서는 감정공감 중심 휴먼터치 전략이 심리적 스트레스를 완화함으로써 이용의도를 제고하는 것으로 나타났다. 이러한 결과는 고령 소비자의 디지털 서비스 경험이 디지털 리터러시 수준에 따라 상이한 스트레스 구조를 형성함을 보여주며, 휴먼터치 전략이 획일적으로 적용되기보다 이용자의 역량 수준에 따라 차별적으로 설계되어야 함을 시사한다. 본 연구는 고령 소비자 대상 셀프서비스 연구에서 디지털 스트레스의 다차원적 작동 메커니즘을 규명하고, 디지털 포용과 인간 중심서비스 설계를 위한 이론적․실무적 시사점을 제공한다.
